Rethinking the dealership from the customer’s point of view.
A brand promise that the retail experience wasn’t keeping.
Lexus had one of the clearest brand promises in automotive: the hospitality of a luxury hotel, delivered through a car dealership. The idea was strong. The execution was inconsistent.
Lexus Plus was the programme to close that gap—a rethought retail format that aligned brand promise, physical environment, customer journey and process into a coherent experience that could be piloted, refined and adopted at scale.
A pilot that actually tests the right things.
Pilot programmes fail when they’re designed to prove a concept rather than stress-test it. Lexus Plus required a format that genuinely challenged assumptions about the dealership model, then generated learnings that a national rollout could act on.
That meant working across retail environment, service process, customer touchpoints and staff behaviour at the same time—not optimising one dimension while leaving the others unchanged.

The physical environment was one part of the problem. The customer’s experience of buying and owning a Lexus—from first contact through handover and beyond—had to be redesigned alongside it.
Connecting environment design to process change is where most retail transformations stall. Lexus Plus required both to move together.
